What is COPC?
The COPC CX Standard is a performance management framework for customer experience operations, contact centres and BPOs. It is owned by COPC Inc. Rather than asking only whether processes exist, it asks whether they are applied consistently and whether they deliver measurable results.
Documentation must show Approach, Deployment and Results (ADR): a documented approach, evidence it is applied consistently, and measured results over time.
Who needs it
COPC is used by organisations that run or buy customer experience operations, including:
- BPOs and outsourced contact centres that want to show clients a recognised performance standard.
- In-house customer service and support teams.
- Back-office, fulfilment and service operations with defined customer-facing KPIs.
- Clients who use COPC as a benchmark when selecting providers.
For outsourcing providers, COPC is a way to show clients that performance is managed with data rather than promises. For in-house teams, it gives leaders a common framework for planning, staffing, quality and results.
The Standard is demanding because it focuses on outcomes. Many operations already have procedures and dashboards; the challenge is showing that the procedures are followed everywhere, that measurements are accurate, and that results improve over time.
Preparation also tends to expose hidden inconsistencies between sites, shifts or client programmes — differences that customers feel even when nobody has written them down.
What COPC requires
Requirements are grouped into four categories:
- Leadership & Planning — a documented plan for the operation, goals reviewed by leadership, and a regular performance review cadence with actions.
- Processes — documented customer-facing processes with owners, workforce management (forecasting, scheduling and real-time management), quality monitoring and calibration, and complaint handling with root-cause analysis.
- People — defined hiring criteria, training and certification before staff handle customers, refresher training, and tracking of attrition and absenteeism with action plans.
- Performance — defined KPIs for service, accuracy, customer satisfaction and cost, with targets, accurate measurement and data-driven corrective actions.
Across all four, auditors apply ADR. A good procedure that nobody follows fails Deployment; a procedure followed everywhere without measured results fails Results.
The Standard also expects data integrity. If a KPI is calculated differently in two reports, or quality scores are not calibrated between evaluators, auditors will question the results built on them. Clear definitions and documented measurement methods are therefore as important as the numbers themselves.
Documents and evidence auditors expect
Evidence auditors typically look for includes:
- Operational plans, goals and leadership review records
- SOPs and flowcharts for key customer-facing processes, with owners
- Workforce management forecasts, schedules and real-time management records
- Quality monitoring forms, criteria and calibration records
- Complaint logs with root-cause analysis and actions
- Hiring criteria, training plans and certification records
- Attrition and absenteeism reports with action plans
- KPI definitions, measurement methods and trend data
- Customer satisfaction results and the actions taken on them
Because COPC looks for results over time, trend charts and records from several periods carry more weight than a single snapshot.
Keep evidence organised by category and site, so auditors can follow a single requirement from the documented approach through deployment records to measured results without searching across shared drives.
How the certification process works
A typical preparation path looks like this:
- Readiness check — compare your operation with the four categories and ADR.
- Document the approach — write or update SOPs, flowcharts, plans and KPI definitions.
- Deploy consistently — train teams, run the processes and collect records across sites and programmes.
- Measure results — build trend data for KPIs and customer satisfaction.
- Internal review — check ADR evidence yourself and close gaps.
- Certification audit — arranged with COPC Inc., the owner of the Standard. Confirm the current certification route directly with them.
How CertiFlow gets you audit-ready
For COPC, CertiFlow checks your documents and evidence against the four categories and ADR, lists open tasks and keeps records in one place. Its SOP and flowchart designer is the fastest way to document customer-facing processes: describe a process and get a flowchart and SOP in seconds.

Frequently asked questions
Who is COPC certification for?
Customer experience operations — contact centres, BPOs, in-house support teams and related service operations — that want to prove consistent, measurable performance to leadership and clients.
What does ADR mean?
Approach, Deployment and Results. Approach is your documented method, Deployment is evidence it is applied consistently, and Results are measured outcomes over time.
Which KPIs matter for COPC?
KPIs covering service level, accuracy, customer satisfaction and cost, each with a clear definition, a target and reliable measurement, plus workforce measures such as attrition and absenteeism.
How is COPC different from ISO 9001?
ISO 9001 is a general quality management standard for any organisation. COPC is specific to customer experience operations and puts more weight on measured performance results and their trends over time.
Can AI help us prepare for COPC?
Yes. AI can document processes as SOPs and flowcharts, check documents against COPC categories, list ADR gaps and organise evidence. Certification remains with the Standard's owner.
